How much should a voice agent tell callers before passing them to a person?

Asked on Reddit · rewritten without usernames ·

Our voice agent hands some calls to human staff. Should it explain why the call is being transferred, how long the wait might be and what the person already knows, or does too much talking before the transfer just annoy callers?

Callers mostly want three things before a transfer: that they are being moved to a person, roughly how long it will take, and that they will not have to repeat themselves. One or two short sentences covering that beats a long explanation of why the agent cannot help.

The promise not to repeat themselves only works if it is true. Pass a short written summary to the human before they pick up: who is calling, what they want, what the agent already checked, and why it is handing over. If the person still has to ask everything again, the caller will notice.

Be honest about waits. If the queue is long, say so and offer a callback instead of a vague "shortly". If the transfer can fail, tell the caller what happens next rather than leaving them on silence.

Decide the transfer rules in advance and write them down: which topics always go to a person, how many failed attempts trigger a handoff, and what the agent says each time. Consistent rules are easier to test and easier for staff to trust.
